AI Support Tools Should Start With Coordination, Not Replacement

AI Support Tools Should Start With Coordination, Not Replacement

Most AI support tooling starts from the wrong premise.

It assumes the goal is to replace the support agent — to deflect, automate, close tickets without a human ever touching them. This framing sets up an adversarial relationship: AI versus the support team.

But the real bottleneck in support is not agent availability. It is coordination.

Knowledge is fragmented across Slack threads, old tickets, Notion pages, and someone who left six months ago. The escalation path is unclear. The customer has told their story three times already. The agent is spending 40% of their time just figuring out what is happening before they can help.

This is the problem space I am writing about. Not replacement — amplification.

Support teams do not need AI to take over. They need AI to help them see the full picture faster: what the customer has already tried, who else touched this, what the policy actually says, what the engineering team decided last week.

When coordination works, agents are faster, customers are happier, and the whole support organization becomes a strategic asset instead of a cost center.

That is what this newsletter is about.

The Coordination Layer is a series on practical AI for support operations — tooling that connects information, closes handoff gaps, and gives support teams leverage without replacing them.

More soon.
